Microsoft Teams and phone system management: bridging collaboration and the Contact Centre
| February 10, 2022
Within enterprise communication architectures, Microsoft Teams represents the benchmark standard for internal collaboration, instant messaging, and video conferencing. Many organisations evaluate consolidating their technology stack by replacing their traditional internal phone system (PBX) entirely and centralising voice services in the Cloud.
However, prior to completing the migration, it is important to evaluate the platform’s core strengths and identify operational scenarios where Microsoft infrastructure must be extended with dedicated Contact Centre capabilities.
Advantages of Teams as an enterprise phone system
Adopting Teams to replace a legacy corporate phone system delivers substantial benefits in terms of operational efficiency and IT governance:
- Unified corporate communications: staff leverage a single interface to manage voice calls, group chat, file sharing, and video meetings, eliminating tool fragmentation across departments;
- Cloud infrastructure flexibility: Cloud-based user management allows both on-site and remote employees to maintain their corporate extension on any internet-connected device, supporting distributed operational models;
- Microsoft 365 ecosystem integration: native convergence with corporate productivity tools simplifies task scheduling, team management, and information tracking across business units.
Using Teams for customer service
Native Teams calling capabilities are engineered for corporate productivity and peer-to-peer interactions. When the infrastructure must handle high-intensity customer service workflows, specialized requirements emerge that extend beyond the scope of a standard UCaaS platform.
In the presence of structured Customer Care or Contact Centre departments, a basic phone system alone does not cover all operational requirements:
- Collaboration infrastructure focus: native Teams queues are designed around internal telephony needs and do not include complex skill-based routing engines or multi-level conversational IVRs;
- Internal IT-oriented performance metrics: native reporting monitors call and network quality, leaving Contact Centre operational KPI management (SLAs, AHT, real-time wallboards) to dedicated platforms;
- Microsoft 365-centric application integration: native voice management is tailored to interact with the Microsoft ecosystem, relying on specialized platforms for deep CTI/CRM integration (such as automatic customer screen pop-ups or synchronisation with third-party systems).
Moving from the phone system to Contact Centre integration
To address both requirements effectively, the prevailing architectural approach involves connecting the Contact Centre as a Service (CCaaS) platform directly to the corporate Microsoft Teams environment.
This convergence transforms the phone system into a unified communication hub bridging Front-Line agents and Back-Office staff:
- Presence and chat synchronisation: the agent desktop interface natively integrates Teams user presence status and messaging threads, enabling agents to verify the real-time availability of managers, administrators, or department specialists;
- Rapid escalation and First Contact Resolution (FCR): when handling a complex query, a Contact Centre agent can initiate a chat or invite a Back-Office subject matter expert directly from their dashboard, delivering immediate answers to the customer and raising service standards;
- Cross-departmental collaboration: enabling group chats and team announcements within a unified environment accelerates issue resolution and streamlines overall business workflows.
Selection criteria for your new phone system
Before finalizing the migration of a legacy phone system, IT and Operations leaders should evaluate three core parameters:
- Traffic volume analysis: segregate internal peer-to-peer voice requirements from inbound omnichannel customer service interaction volumes;
- Interoperability and API integration: verify that the CCaaS platform natively integrates Microsoft Teams APIs for unified chat and presence management;
- Compliance and data security: ensure that information exchanges between the Contact Centre architecture and the corporate phone system comply with regulatory standards regarding privacy and data retention.
